But sincerity was only the beginning.
“Why?” she asked.
Tyler looked confused.
“Why am I sorry?”
“No. Why did you treat me differently?”
He had no answer.
Emma waited.
Finally, he said, “I thought you were challenging me.”
“I was asking you to check the system.”
“You kept insisting.”
“Because you kept refusing.”
Tyler looked down.
Emma nodded slowly.
“There is a difference between confidence and arrogance, Mr. Brooks.”
Then she looked toward Rebecca.
“And there is another problem.”
Rebecca’s face tightened.
“What is that?”
Emma pointed toward the screen.
“Why was my authorization flagged in a way that prevented your employees from understanding it?”
Rebecca looked surprised.
Emma smiled faintly.
“Congratulations. This is no longer just an employee problem.”
For the first time since arriving at Gate 27, Emma looked genuinely interested.
Now they were getting somewhere.
The flight to Denver left thirty-seven minutes late.
Emma did not board it.
Neither did Rebecca.
Tyler was instructed to remain at the gate while another supervisor took over boarding operations.
Chương 4
Within an hour, three people from airport management had arrived.
By lunchtime, the incident had reached the executive operations center.
Emma sat inside a small conference room overlooking the runway.
Rebecca sat across from her.
Tyler sat at the end of the table.
He had not spoken for nearly ten minutes.
Finally, Emma closed the folder in front of her.
“Let’s begin with the facts.”
Rebecca nodded.
“A restricted executive authorization was attached to your reservation.”
“Correct.”
“The gate system displayed an error message stating that the credentials required verification.”
“Correct.”
“Tyler interpreted that as a denial of boarding.”
Emma looked at him.
“Did the system actually deny boarding?”
Tyler stared at the table.
“No.”
“Did it instruct you to contact a supervisor?”
“Yes.”
“Did you?”
“No.”
“Why not?”
Tyler hesitated.
“I thought I could handle it.”
Emma leaned back.
There it was again.
Confidence.
Or arrogance.
Sometimes the difference was difficult to see until damage had already been done.
“Why did you threaten to call security?”
Tyler’s face reddened.
“Because I thought she was refusing instructions.”
Emma noticed his use of the word she instead of you.
He was distancing himself from the moment.
That was another thing she had learned over the years.
People often began to understand their mistakes only when they could no longer pretend those mistakes belonged to someone else.
Rebecca cleared her throat.
“Ms. Caldwell, if I may.”
“Go ahead.”
“This isn’t entirely Tyler’s fault.”
Tyler looked up.
Rebecca continued.
“The warning system is confusing. We’ve had complaints about it before.”
Emma turned toward her.
“Complaints?”
“Yes.”
“How many?”
Rebecca hesitated.
“Several.”
“How many?”
Rebecca reached for her tablet.
“Twenty-three in the past six months.”
Emma’s expression hardened.
“Twenty-three?”
“Yes.”
“And nobody escalated the issue?”
“It was marked as a software inconvenience.”
Emma stared at her.
“A software inconvenience?”
Rebecca nodded slowly.
Emma opened the folder again.
“Did any of those incidents result in a passenger being denied boarding?”
Rebecca looked through the records.
“Three.”
The room became silent.
Emma turned toward Tyler.
“You made a mistake today.”
“Yes, ma’am.”
“But you are not the only person responsible for what happened.”
Tyler looked confused.
Emma stood.
“Systems create behavior.”
She walked toward the window.
“If employees are given confusing instructions, poor training, and pressure to keep flights on schedule, eventually someone will make the wrong decision.”
